Summary

Enterprises adopting voice AI should prioritize long-term call-flow architecture over simply selecting an AI vendor, as early proof-of-concept results may not reflect production performance, costs, compliance requirements, or customer experience. Placing AI behind an existing CCaaS platform is a fast, low-disruption way to test vendors, but can introduce stacked latency and additional integration, per-minute, and implementation fees. Using a CCaaS provider’s native AI simplifies vendor management but may limit choice, innovation, and direct influence over AI roadmaps. Positioning AI in front of the contact center can reduce CCaaS traffic when automation containment is high, but lower-than-expected resolution rates, poor context transfers, fragmented recordings, compliance complexity, and vendor lock-in can weaken its benefits. The proposed side-by-side model uses an independent carrier or CPaaS orchestration layer to direct calls among multiple AI and CCaaS platforms, centralize routing, recordings, and context-sharing, and support complex global or multi-vendor environments with greater flexibility.
